I help organisations handle complaints and use complaint information to improve services.I’m the Founder and Principal Consultant at The Outcome Practice Ltd, where I work with housing providers, public services and customer facing organisations to strengthen complaint handling, investigations and governance oversight.Before starting The Outcome Practice, I spent more than 20 years in senior public service roles. My career began in policing, where I led complex operational incidents, investigations and high-risk decision making as a Chief Inspector, Firearms Commander and Crisis & Hostage Negotiator.More recently, I worked within the Public Services Ombudsman environment, overseeing complaint standards, investigations and service improvement across public bodies.I understand complaints from all sides of the system:What organisations struggle with internally,what regulators and Ombudsmen expect externallyand what complainants actually need in order to feel heard and treated fairly.My work focuses on helping organisations:• provide independent, objective investigations to improve customer confidence • handle complex or high-risk complaints with confidence• conduct fair, defensible investigations• improve the quality of complaint responses and decisions• prepare for regulatory scrutiny• build staff confidence in difficult conversations• turn complaints into meaningful organisational learningMany organisations I work with are under pressure from rising complaint volumes and their teams are feeling burnt out and senior leader teams are worried about escalation, reputational damage or regulatory findings.My role is to bring clarity, independence and practical expertise so organisations can navigate those situations with confidence.Alongside consultancy and independent investigations, I design and deliver training on complaint handling, decision-making and communication under pressure.
