    Brought in by Airbnb’s co-founder and CEO to lead Community Blueprint, an initiative focused on perfecting the core service — deeply understanding the end-to-end customer experience across the digital product and the real-world stay, and building the systemic capability to identify, quantify, and drive resolution of the issues undermining it.The work spans a uniquely complex problem space. Airbnb’s service touches dozens of interconnected product and platform systems across a functionally distributed organization. Many of the most significant customer pain points cut across multiple domains simultaneously — making them difficult to see, measure, and prioritize without purpose-built capability.Built the tools and frameworks to surface and quantify customer pain points using a broad range of signals: customer feedback, support cases, bug reports, trip ratings and reviews, payments data, trust signals, and insurance claims. Developed approaches to quantify business impact, identify root cause, and build business cases to inform prioritization across engineering, product, and operations.Established deep cross-functional collaboration across engineering, data science, product, legal, community support, fraud & safety, insurance, and payments teams — connecting a wide range of stakeholders around a shared, customer-centric view of the business.This work has contributed to a measurable 20% reduction in negative trip experiences.
